How To Handle Complaints in the Strata Cleaning Business – Our Plan.

I am sure we could all trade stories of our customers and how they expressed their concerns to us. Unfortunately its the few negative interactions that overshadow the vast majority of positive ones. The most common issue we face this time of year is when a window gets missed during a building cleaning, which then gets blown out of proportion. One of the more humorous (and frustrating) examples is receiving a call on the first day of a two-week project that their window was missed.

So to avoid these issues, we’ve put together a point-by-point checklist of lessons learned over the past 25 years.

HOW WE HANDLE COMPLAINTS (CASES) FOR STRATA’S

Try and stop the complaints before they happen:

• The first step is clearly setting expectations before we start. Building notices are often our main way to communicate to residents: we try to be absolutely clear what we will do and not do, as well as what we need the residents to do.
• Have a dispute resolution process, including where and how to communicate issues. This leads us to….

Cutting out the middle man in the complaints:

• Having residents come to us directly speeds up the process and ensures that they get the answer straight from the service provider. Not only is it more efficient, it saves your inbox getting filled with complaints.

Notify all parties as to the current job status:

• Job Confirmation – Dates, scope of work, site notices.
• Reminder Email – Does a notice need posting? Window screens removed?
• En route – Site contacts know to be prepared for arrival.
• Job Completion – we’re done, check for any issues.

Defusing complaints by calling them cases and categorizing them into buckets based on their features:

• Customer Service – not really an issue but we return.
• Technical – Its a technical issue and we could have done better or simply missed something.
• Damage – We unfortunately damaged something and need to repair.

Preparing our customers knowledge by providing informative content like our blog site:

• Articles on the technical aspect of cleaning.
• Content outlining what clean looks like.

Do You Maintain Your Floors? Lets Keep Them Looking Great

Having clean, well maintained floors in your common areas helps establish a positive and healthy environment. There is nothing worse than when you walk into a location and see large stains / spots on the floor, which immediately take away from the location. Many buildings will throw up their hands and say “but we clean them once a year!” But what happens during the other 11 months? The amount of traffic in an high-rise condo’s common areas is equivalent to a commercial office building, and thus having a year round plan is essential.

Okay so what are the options? To start, develop a plan with a credible contactor who can comply with manufacturers warranties and specifications. Learn the difference between interim cleaning aka maintenance cleaning vs restorative/extraction cleaning. No two buildings are the same: they have different traffic patterns and environmental factors that can have dramatically different outcomes even when the same carpet is installed. Thus a location’s cleaning approach must be tailored to its situation. In our experience, it should be a mixture of interim and restorative cleaning set out a selected intervals. Approximately three quarters of the floor care work our crews complete are interim cleanings, which is meant to remove dirt and soil that a standard vacuum are unable pick up.

Not only will having a proper cleaning plan help the appearance of your building, it also protects its value and helps the budget. The floor care program is often the cheapest line item in a building’s budget; replacing carpet or hard surface floors is one the largest. If improperly maintained, most carpets discolours and “uglies out”, before it physically wears out at the end of its expected lifespan. A floor care plan will avoid this outcome, prolonging your carpet’s life and keeping your warranty intact. If a carpet prematurely ages and needs to be replaced ten, or even five years earlier than planned due to a lack of proper maintenence, its a case of penny wise pound foolish. And the best part is it isn’t really that expensive. Thus a carefully implemented carpet cleaning program should be considered an essential part of any building maintenence program.

TIRED OF SOURCING QUOTES – Quote Fatigue

Its a pretty common occurrence in our office where a property manager approaches us for quotes on a half dozen or more buildings in one instance. We’re totally not complaining about the situation (as it allows us to show what we’re capable of) but it can be inefficient approach to management.

Often the rationale is that a Strata Corporation assumes that the work was too costly or not well done, and they can save money by soliciting bids from a number of providers. Often any potential cost savings are lost due to the time taken to manage a competition, as well as the risk for disruption for on-boarding a new service vendor.

We offer an alternative: a consistent, long-term partner that can meet your service requirements at a cost that is at or below your expected budget. How exactly can we offer that?

  1. Consistency in delivery of service – one company that can adapt for the location’s needs.

They key for success for both parties in a long term relationship is establishment of a common frame of reference. Actual service itself is secondary, whether it be a multiple, regular maintenance services or a simple agreement to clean the gutters every year. However as long as both parties have a common frame of reference, both sides usually come out getting what they want.

Large Projects In The Cleaning World are Different – Critical to put the contractor through a selection framework

It can be a tough process for a Strata to undertake a large cleaning project. Their requirements often involve significant complexity, much of which may not be apparent to the residents when they first set out.

When the strata receives quotes back, they are confused when contractor submit prices and scopes that are wildly different. Moreover selecting the lowest cost often leads to an unsatisfactory outcome, as key facets of the job are unaddressed. This can lead to essential work being uncompleted or a second vendor being called in to complete the job.

How to avoid this situation? First is to grapple with number of essential questions.

  1. Why? Is the project required? what needs to be done?
  2. Clearly defining Specifications – Scope Of Work are not clearly defined
  3. What approach to cleaning? What are the industry standards for
  4. Vetting Contractors – are they reputable? Do they have the capacity and technical ability?
  5. What is the proposed workflow? How disruptive will it be for the location’s residents.
  6. What is the deficiency plan?
  7. Is there a clear point of contact and management structure for both the location and vendor.
  8. Is there a clear communication pathway and approach for providing project update.

When sourcing a contractor for a large cleaning project best results are achieved when you consider above and not simply engage the lowest bidder.

So in the past twelve months we have cleaned nearly 30,000 dryer
vents across the lower mainland: High Rise, Low Rise, Townhouse complexes…. by ladder, rope and by in-suite access. We thought it might be useful to provide some thoughts we gleaned from the field.
The main cause of damage is from pooling water within the vent that accumulates over time. This is usually the result of low air flow through the run that leads to airflow becoming restricted. Basically lint and other solid debris build up, until the entire vent is blocked resulting in moisture condensing and pooling. The first sign of trouble is usually when the moisture drains out of the vent through a hole (or corrosion) and stains a ceiling.

In our experience, slab ducts in high rises are the most susceptible to this problem, particularly when they have long runs, multiple corners and lack an effective boosterfan. This almost certainly results in some vents accumulating high levels of lint and debris.One thing we noticed is a huge help is reminding residents to clean their lint traps after each load. The difference between units that do or do not do this one simple task is immediately noticeable to our staff.

A number of people have asked when is an exterior only cleaning is appropriate and when a interior/exterior cleaning is required. Typically an exterior only cleaning is sufficient if the vent runs are fairly straight and short. and Interior/exterior cleaning is recommended for slab ducts with longer runs with corners. A best practice is to alternate between the two: one year from the interior and exterior next year the exterior, unless there are some known challenges on the location.

Not every building has the luxury of staff on hand who can provide all the physical labour to mange snowfall and freezing temperatures. That’s the next level of service we offer. We can offer being on our callout list, where we provide on-demand assistance for pressing needs. This is most appropriate for buildings that need a bit of assistance to their day to day operations, but not immediately. For buildings on our callout list, we do not guarantee that our staff will arrive on site before a certain time. Finally there is our full snow removal program, which is ideal for buildings that do not have a dedicated staff who can clean affected areas. This is an full service program, where we guarantee our staff will be on site before 9am to remediate the snowfall and distribute ice melt to affected walkways as required.

1. Site Maps – a detailed discussion on what areas need to be cleaned, and how. Nobody wants to have a disagreement on the day of a snowfall about an area that was or was not cleaned.

3. What Kind Of Ice Melt ?– Certain kinds can damage concrete or be unfriendly to our four legged friends. Thus we need to determine which salts we can use where, before we start.
4. Frequency – One Per Day? Multiple call outs? It all depends on the size of your building and needs.

How many times have you heard that statement then looked down at the carpet with the realization, “That’s going to leave a mark!”  Well, the good news is – it’s doesn’t necessarily have to leave a permanent mark – if it is treated properly and quickly.

If you’re interested in doing some preemptive treatment of that carpet spill, the following are the treatment steps the carpet professionals at ServiceMaster Clean recommend.

  1. Scoop up any solids (like toner) gently with a spoon.
  2. Always blot wet carpet spills as quickly as possible with white paper or cloth towels! Never scrub as this may damage your carpet fibers and create fuzz.  When blotting, work from the outside in to prevent spreading.  TIP: In our experience, this may take 10 to 12 blots to absorb all the liquid.
  3. Treatment of the carpet spill involves a bit of science to know what solutions will help breakdown the spilled substance. Download our easy Carpet Stain Guide for the most common office carpet stains.
  4. Rinse and blot the stained carpet area again! It is important to remove as much detergent residue (if used) from your carpet.  If detergent residue is left in your carpet, it may actually increase re-soiling!  So, rinse with water and blot again!

Based on an analysis conducted by Dupont Company, in a typical commercial office environment 74-79% of carpet soil is dry and insoluble and must be removed with regular vacuuming. Products and methods used by some other commercial carpet cleaners can often lead to a phenomena called “wicking,” when only the surface stain is removed from the carpet, and as it dries, the water rises to the surface carrying dirt from the base of the carpet fibre up with it.

The best way to prevent wicking is through a regularly scheduled carpet maintenance program. By cleaning the carpet each month, new soil build up is removed preventing the soil from embedding deeper down the carpet fibre.

At ServiceMaster Clean we haven’t raised most of our prices for years and when you run a fleet of 22 service vans and equipment fuel add ups ☺

The fuel surcharge for exterior is $ 10.00 per day on site and $ 15.00 per Floor Care order, the FSC does not apply to rental units only on project work and program work in our floor care and exterior cleaning service lines.

At ServiceMaster we not only use fuel to get to the site but to run most of our equipment.

We configured the pricing to have little impact which is reflected in the daily rate for exterior. Most exterior projects are one day and some can be week with this method they are weighted to the amount of days on site.

For Floor Care most of our projects and program work are under a day so we went with a per job.

When we were assessing our pricing, we had a look to see what the industry was doing regarding fuel and we came up with this model.

Roof Cleaning & Treatment – It’s That Time Of Year – Summer

Most of our cleaning services have seasonal variations that make them more appropriate for certain parts of the year. For example, windows and façades are more common in the spring, gutters in the fall, and carpets around winter or the spring. We’re entering roof cleaning season, which is more essential this year. The long, wet and cool winter has been fertile for moss, mold and mildew growth on roofs, which need to be dealt with before they start to damage its integrity and appearance. Left unchecked, they can cause irreparable damage in less than decade in certain conditions. We have seen roofs requiring rebuilds in under a half its expected life span. With the summer finally here, it is the best opportunity to remove them and prevent them from coming back.

We employ a multi-step process, starting with physically removing growths and the organic material they may be growing on. The warmer weather dries out deposits, loosening them and making them easier to remove and stop repeat growth. The hot weather also makes it safer for our staff to access difficult places. Although our staff utilizes rope access and safety restraint systems that should theoretically allow us to access all roofs, a wet slippery surface will limit what we can do. The summer months offer us the maximum mobility over the roof surface. Finally we apply a roof treatment that will retard any growth for several years. Undertaking such a process every few years, will ensure that a roof will remain at peak durability for the duration of its expected lifespan.

I AM THE STRATA! Miscommunication and Residential Services Provision

Ironically one of the most common (and frustrating) source of disagreement we see in our residential cleaning services, emerge over issues where nobody is in the wrong. Failing to establish clear lines of communication often leads to needless disagreement and problems.

It should be no surprise that this occurs. Part of the issue is that there are multiple parties involved, who may not all be on the same page. First there is the service provider. Obviously we provide the same service every day, so we have our own views on how things should be done based on our experience. Furthermore service requests only provide us with the “what,” we have to fill in the blanks on “how.” Businessman with Ice Pack

Next, there is the property manager operating on the behalf of the Strata. In an ideal world, the manager would operate as a single point of contact, bringing together all of the requests, concerns and issues for us to respond to. However, we don’t live in an ideal world, as the Canucks discovered in 1994 and 2011. Property managers have different relationships with stratas, where the latter may take a more active role. There is nothing inherently “wrong” with such a setup, but it does increase the chances that a miscommunications will occur. The title of this article comes from an incident with an unhappy council member, who, when shown our work order, responded “I AM THE STRATA.” That puts us into a bit of an awkward position. Furthermore there are the locations’ residents themselves, which can add a third wrinkle. They may have their own individual concerns, which may or may not be congruent with the building’s overall requirements.

So what’s essential in this situation is flow of communication, right from the start. Everybody who needs the information should get it. We try to do our best, from the moment a quote or service request comes in, to when we leave the site a final time. This includes email notification of, upcoming work ongoing and completed work, contact information with our field staff and managers. Property managers should include council members who need to know and post notices in a timely fashion. Furthermore having a clear, agreed upon, single point of contact for issues and complaints, (ideally the PM), reduces the potential friction. Items don’t get mixed and we can promptly resolve the issue.

So taking care early to set up a clear flow of communications will help to ensure success later. If everybody is on the same page, we can focus on the issues that really matter. If you want more information, we have a handy cleaning guide where we discuss this area further.

Window Cleaning Season. Planning for Issues and Solutions

As spring has finally arrived, so has window-cleaning season at ServiceMaster Clean Residential Vancouver. With it inevitably comes complaints. Here’s a common example.

This is a window where the screen was not removed. Its pretty evident when the left side seems completely clean, while the right has speckling from weathering. How can we avoid it and how to handle it, is the focus of this article.

So we first off try to avoid as many problems as possible. One of the most important things we do is send out a building notice a week or two before informing residents of the work that will take place and anything they must do. This can include having their windows closed for a specific time, special access requirements and/or removing screens. These notices must be posted in a visible place, and should not be changed in any way.

Once the work is completed, we have a straightforward process for handling concerns over a seven-day review period.

FIRST STEPS

  1. Make sure the window you are concerned about was included.
  2. Please Clean the Inside Surface of The Window (Now with more light from the outside you can see the inside))
  3. If your screens were not removed and windows closed your windows would not have been cleaned and we are not able to return.
  4. Still not happy, it happens, that’s okay email us with your unit number and the window you are concerned also please include a photo of the window.

NEXT STEPS (If the above steps don’t address the concerns.)

  1. We will set up a return visit.
  2. The window will need to be identified from the interior with a piece of paper
  3. If your building is a high rise we may need access to the affected suite.

What are some other common issues? Watermarks and streaks, which is caused when the window dries too quickly after being washed. Experienced technicians can minimize the possibility of them developing (often by using the minimum amount of water), but even they run afoul of this issue.

The watermarks are immediately gone, and the window will likely dry streak-free. We do re-services for this sort of issue.

Another common issue is un-cleaned window interiors. Often, a technician will do a pass through a location, and a resident will complain that they see no difference. In many cases, there is an internal buildup, which is the issue. We typically ask that residents try to clean their windows as a first step before calling in for a re-service. More than once we have arrived at a site only to find the window has been cleaned, but the interior is the issue.

In order to best serve you, following the steps outlined above can make all the difference.Ideally we would like to deal with all of the issues in one return visit. We do ask that that clients collect all of the defects into a single communication, so we can deal with them in one go. Having pictures of the issue and marking it by a sticky note when our crews arrive also helps us fix the issue.

Your Common Area Floors – A Game Plan To Maintain

Frequently we get asked what is the difference between the different carpet cleaning approaches, and what’s the point. muddy footprints2So we’ve written up a quick description.

By implementing a routine carpet maintenance program, you can preserve and maintain your carpets life for a much longer time. They are also critical for maintaining a carpet’s warrantee. Failure to maintain a proper cleaning schedule will result in a strata undertaking a costly replacement of a carpet more frequently. That could mean 15$ a square foot every ten to fifteen years, compared to the average cost of a carpet cleaning program it’s between $1,800.00 and $2,300.00 annually.

The key issue is dirt and other small particulates. They act like microscopic sandpaper that abrades fibers and deteriorates their appearance. Removing them regularly reduces the wear and tear on the floor. There are two approaches. The first is daily vacuuming, which is the most critical approach to keeping a carpet healthy: the less time particulates remain on the carpet, the less damage they can do. That is the focus of a janitorial program. Regular interim cleaning using a deep pile cleaner like a whittaker or a dry extraction to remove contaminants that normal vacuuming cannot remove on their own.

These three approaches can greatly reduce the need for a full restorative clean. That’s where a carpet’s appearance has deteriorated to the point where an extensive cleaning is required to bring it back to an acceptable state. Restorative cleans, are typically not able to return a carpet to its original state. However a regular maintenance program can greatly increase the interval of time between such cleanings, which will result in the carpet retaining its appearance for a much long time. This is why getting your floors onto a program that is carefully planned and on schedule is essential for its long-term health.

An effective maintenance program consists of five key elements:

    •  Preventative Maintenance – basically a way to contain soil and other contaminants before they reach carpets. The primary approach here is mats at entrances and high traffic areas, which trap them before the spread to vulnerable areas. IT can also include other treatments like surface coatings on hard surface floors.
    • Vacuuming – daily cleaning is the primary approach to keeping your carpets healthy. It removes most of the deposited particulate matter on floors, which prevents damage.
    • Spot mark removal – These are typically unique events with unique chemistry. Many need a response within 48 hours otherwise they will leave a permanent stain.
    • Interim Cleaning – This can include deep carpet pile cleaning, or a extraction clean. These can be accomplished every few months.
    •  Restorative Cleaning – this usually entails a deep hot water extraction that removes deeply trapped soils and normally insoluble materials.
